Bob, in responding to Mark Hurst's post (which is still valid), said: "Joe and Jim have actually been at the customer experience biz as long as you, beginning with the promising book, Experience Economy." Actually, the influence of Joe's work on my current adventure pre-dates even Peppers & Rogers (http://www.1to1.com/). I still have a copy of a critical article I pulled from Mr. Pine in the early '90s. His book, Mass Customization (http://tinyurl.com/3qywe), while not yet focused on where we've now turned was still on the path of discovery. Here he spoke of identifying and meeting the needs of specific subgroups...the same subgroups that we currently focus personas and scenarios on.
